In this role, you will ensure that the team consistently meets established quality standards by providing constructive feedback and coaching to improve both individual and team performance. You will be responsible for monitoring live and recorded calls, assessing areas such as soft skills, product knowledge, call handling, process adherence, and compliance with regulatory requirements. Your work will involve collaborating with training and operations teams to identify gaps, implement improvement initiatives, and track performance trends through key metrics.
You will also focus on identifying areas of improvement within the customer service process, maintaining compliance with industry standards, and protecting customer data. In addition, you will deliver actionable feedback to Front Line Managers, analyze patterns for process enhancement, and ensure all QA documentation is accurate and up to date.
Key Responsibilities:
- Monitor calls to evaluate communication skills, product knowledge, adherence to processes, and compliance.
- Collaborate with training and operations teams to address performance gaps and implement solutions.
- Track and report on quality trends and key performance indicators (KPIs).
- Identify process improvements to enhance service delivery.
- Ensure compliance with data protection and industry regulations.
- Deliver call quality feedback to support agent performance improvement.
- Report interactions that do not comply with policies or regulatory standards.
- Maintain QA documentation, evaluation forms, and checklists.
- Participate in calibration sessions for consistent evaluation standards.

- Bachelor’s degree in business, communication, or related field.
- Strong analytical and problem-solving skills with a data-driven mindset.
- Attention to detail and ability to manage multiple tasks effectively.
